Interviewed an AU Claims Officer in VIC, May 2026.

Who I interviewed.

A Claims Officer at a major general insurer in Melbourne. Eighteen months in the role, previously in customer service at a bank. Handles motor vehicle claims.

The morning.

Starts at 8:00. Opens the queue: 12 new claims lodged overnight, 40 open files in her caseload. Triages the new ones: 3 are straightforward (windscreen, minor rear-end), 2 need more information (photos missing, police report pending), 7 need assessment. Calls the first claimant to confirm details and request photos. Processes the 3 simple claims by lunchtime: checks policy, confirms cover, approves payout. Each takes about 15 minutes.

Midday.

Team huddle: the manager walks through a complex total-loss claim where liability is disputed. They discuss what evidence to request and who calls the third party's insurer. Lunch is 30 minutes in the break room. She checks personal emails and does not think about claims.

The afternoon.

Works through 4 assessment files. Each involves reading the policy, reviewing photos and reports, and making a decision: accept in full, accept in part, or request more information. One claim has inconsistent damage photos. She calls the repairer for a second opinion. Another has a pre-existing condition exclusion that the customer may not be aware of. She drafts a decline letter with a clear explanation and the internal review rights. Last hour: updates notes, closes 2 files, and schedules 3 follow-up calls for tomorrow.

What surprised me.

The work is more varied than I expected. Every claim is a different situation with a different person. She said the hardest part is delivering bad news clearly. The easiest part is the process: once you know the steps, the system guides you. The thing that makes someone good at this job is patience with people who are stressed.
