Contact Centre Team Leader

A Contact Centre Team Leader supervises a group of customer service or sales agents, keeping daily operations on track and coaching staff to meet performance targets. The role sits between frontline agents and senior management, so it calls for both people skills and operational know-how.

What this job is

Contact Centre Team Leaders are responsible for the day-to-day performance of a team of agents who handle inbound or outbound calls, chats, or emails. The core job is making sure agents meet quality and productivity standards, handling escalated customer issues, and reporting results to management. It is a supervisory role, not a pure customer-facing one, though team leaders often step in to assist with complex cases. The work spans industries including banking, insurance, telecommunications, government services, and retail.

Day-to-day

A typical day might start with a team briefing to share targets, flag any system issues, and run through the day's priorities. From there, the team leader monitors call queues and agent activity, listens to live or recorded calls for quality checks, and provides on-the-spot coaching. Escalated complaints land on the team leader's desk when agents cannot resolve them. Admin tasks include completing performance scorecards, updating rosters, and preparing short reports for the operations manager. Afternoon hours often involve one-on-one check-ins with agents who need support or are working toward a performance improvement plan.

Is it steady

Coaching, escalations and workforce planning tend to stay human-led. The number of frontline staff per leader is falling in many centres.

Requirements

The typical entry path is Year 12 plus relevant work experience (JSA Occupation Profile). No specific degree is required for most roles, though a Certificate IV in Leadership and Management or a Diploma of Business could strengthen an application. Some employers value a Certificate III or IV in Customer Engagement as background knowledge. You can search for nationally recognised training options at yourcareer.gov.au. The honest hard part

The real challenge in this role is sitting in the middle. Team leaders are accountable for results they do not fully control, because performance depends on the agents below them and the systems and policies set by management above them. Handling underperforming staff is emotionally demanding, particularly when the process involves formal warnings or terminations. Contact centres can also be high-pressure environments with tight service-level targets, and team leaders absorb stress from both directions. Career changers moving from individual contributor roles in other industries may find the shift to people management harder than expected, especially when managing former peers or agents who are older or more experienced.

Where the jobs are

Contact centres tend to cluster in capital cities, particularly in areas with large commercial office precincts, though remote and hybrid team leader roles have become more common since 2020 as many centres shifted to work-from-home models.
